Handoff template
Callback queue handoff
Plenty of calls need a person, just not right now: warranty questions, billing, plan terms, commercial approvals. A callback queue is only useful if every item has an owner and a due time.
| Who receives it | The person who owns each type of callback (billing, warranty, plans, general) |
|---|---|
| When it is used | Any call that needs a person but not immediately |
| Used by these call types | Warranty question call checklist, Billing and invoice question call checklist, Property manager and tenant call checklist, Commercial HVAC service call checklist |
Why this handoff matters
'Someone will call you back' is the most common promise an HVAC office makes and the easiest one to break. Callbacks that sit in a general voicemail box or a sticky note are how customers conclude nobody is listening.
Avoca's busy-season post describes routing calls to the right person with an AI summary attached and instant follow-up on dropped calls; Smith.ai offers outbound callback as a service. Whatever the tool, a working queue has three properties: every item is owned, every item is due, and every item is closed.
What the handoff must contain
| Field | Why the receiver needs it |
|---|---|
| Reason category | Routes to the right owner. |
| Caller, number, address | Standard fields. |
| The question in the caller's words | No re-interview. |
| Owner | One named person. |
| Due time promised to the caller | The commitment. |
| Best time to reach them | Fewer missed callbacks. |
Example format
An illustrative layout with placeholder details. Adapt the labels to your own system; keep the order consistent so the receiver always knows where to look.
CALLBACK · reason: warranty question · owner: [service manager] DUE: by [time] (promised to caller) CALLER: Name · number · best after 4 pm ADDRESS: Street QUESTION (caller's words): "…" CONTEXT: system working; installed about 2 years ago (caller) TOLD CALLER: [owner role] will call by [time]
Delivery channels
- A task list or queue in your CRM or help desk
- A shared board with owner and due-time columns
- Email to an owner as a fallback, in the same format
Closing the loop
- The owner sees items assigned to them.
- Overdue items are visible to a manager.
- Each item closes with an outcome.
Where this handoff breaks
| Failure | Prevention |
|---|---|
| No owner | Assign by reason category automatically. |
| No due time | Every promise to a caller has a time. |
| Queue never reviewed | Daily check of overdue items. |
| Urgent calls put in the queue | Urgent rules route elsewhere first. |
How the HVAC Reception concept would use it
Proposed · not available
The proposed HVAC Reception design would put non-urgent calls that need a person into a queue with a reason, owner and due time based on your rules, and tell the caller the same due time. It is a proposal; no product is available.
Frequently asked questions
How is a callback queue different from voicemail?
Voicemail stores messages; a queue assigns them. Each callback has a reason, an owner and a due time, and someone can see which are overdue.
What due times should we promise?
Only ones your team can keep. It is better to promise a later time and beat it than to promise a fast callback and miss it.
Should missed calls go into the callback queue?
If you follow up missed calls, yes — tagged as missed calls with whatever information is available. See our page on measuring missed calls before deciding how to follow them up.
Would HVAC Reception manage my callback queue?
HVAC Reception is a concept only. The proposed design would create queue items with owner and due time; it does not exist today.
